How a reply happens

Four steps between a question and an answer

The same path for every visitor, in every language. The only thing that changes is where the thread ends up.

    Visitor asks

    The message arrives in the thread with source, page and path attached. If the visitor writes in another language, it is translated first.

  2. 2

    Knowledge base is searched

    An exact FAQ match is answered directly. Otherwise the AI retrieves the closest passages from your enabled articles and writes from them only.

    Answer with source and confidence

    The reply names the article it used and shows whether it was a direct match or a retrieved answer. Visitors see the AI label and a “talk to a person” button.

    Hand off when unsure

    When no article covers the question, after the turn limit you set, or when the visitor asks for a person, the thread moves to the queue with everything attached.

Three modes per site: off, only while every agent is offline, or always first. Turn it off and visitors go straight to your agents or the offline form.

Hand-off rules

You decide where the AI stops

Choose when the AI answers, how many turns it gets, and what it says when it steps aside. The agent receives the whole thread — question, AI answer and the article used — so nobody repeats themselves.

  • Mode per site: off, only when all agents are offline, or AI first
  • No matching article means a hand-off — never a guess
  • Turn limit per conversation (default 6), then a person takes over
  • A “talk to a person” button on every AI message; agents can jump in any time
  • Your own hand-off message, AI name and greeting

Example scenario: A visitor asks about a refund at 23:10. No article covers refunds, so the AI steps aside with your hand-off message, the widget collects an email, and the thread waits at the top of the morning queue.

Which model answers, and can I use my own?

Replies use a hosted model by default and only your published articles as source material. From Pro you can bring your own key: set an OpenAI-compatible base URL and model in the chat settings, and replies then run on your account and no longer count against the monthly quota.

Will the AI make things up?

It answers only from the articles you have enabled, names the article it used and shows whether it was a direct FAQ match or a retrieved answer. When no article covers the question it hands off instead of guessing — it is instructed never to answer a neighbouring question or point the visitor elsewhere.

How do I update an answer that is wrong?

Open the article it came from, edit it or disable it, or add a new one; the change applies to the next question immediately. Articles that keep leading to hand-offs are flagged in the list so you see them first.

What counts as an AI reply?

One automated answer sent to a visitor counts once, whatever the language. Hand-off messages, translations of agent replies and the offline form do not count. Free includes 30 a month, Pro 300, VIP 1 2,000 and VIP 2 10,000.

What happens when the quota runs out?

Conversations already open keep going with your agents. New visitors see the offline form instead of the AI until the 1st of the next month. Upgrade or add your own key to lift the limit immediately.

Is customer data used to train models?

No. Conversations and knowledge-base content are used to answer your visitors only. Every AI reply is labeled, logged with its source and confidence, and a person can take over any thread at any time.
